I am a solution and operating-model lead, not a hands-on engineer. I see the whole system, set the conceptual design and the commercial terms, and direct the platform teams and partners who build it. That split is deliberate and it is where the value sits.

Head of Service Transformation, consultantOne of the UK's largest mutual insurers, FCA regulated

Brought in to lead a ServiceNow transformation carrying a decayed CMDB, a failed remediation attempt and an MSP business case with no target architecture behind it. Defined the target state, an AI-augmented operating model on a zero-touch CSDM v5 CMDB, reshaped the statement of work three times to protect the business commercially, and directed the internal team to put the first AI release live in eight weeks while the MSP mobilised. The organisation now delivers against the twenty-month, four-track roadmap.

  • Target state. Articulated the end-to-end vision no internal team or supplier had put down: an agentic operating model on ServiceNow, underpinned by a CSDM v5-aligned CMDB enriched from enterprise integrations. It became the reference the whole programme is delivered against.
  • Commercial governance. Rejected and reshaped the transformation SoW through three iterations until scope matched the target state, then split it into a discovery SoW and a master SoW so the MSP had to evidence capability before full commitment.
  • Dual-track value. Directed the platform team to ship Now Assist capability on two-week sprints, with the first AI release, seven stories, live in production in eight weeks.
  • Roadmap. Four tracks, fourteen milestones and 130+ work packages sequenced through a Foundation, Standard, Advanced maturity model.
  • CMDB strategy. Crawl, Walk, Run adoption taking 45 applications to Walk and 15 priority applications to Run, with automated discovery, reconciliation and self-healing rules for the top five CI classes.
  • Observability. Set the concept for the ServiceNow to Dynatrace integration: deterministic CI binding, Davis AI insight ingestion and event correlation, which freed licence spend for deeper APM coverage.
  • AI governance by design. Every AI capability on the roadmap carries approval controls, error handling, rollback guardrails and named human accountability.
  • Operating model. ITIL 4 maturity assessment across the shared service, a business criticality tiering standard for new services, and a single enterprise front door for IT intake routed by the conversational Virtual Agent.

Horizontal Service Design and Transition Lead, consultantWalmart / Asda divestiture

Built Walmart's first Service Design and Transition function from scratch and led it through the company's largest global retail divestiture, spanning seven delivery towers while protecting customer experience on both sides.

  • Operational excellence. The divestiture OE forum cut proactive incidents by 70% and brought the Correction of Errors practice into the engineering teams.
  • Change enablement. A 99% change success rate; standard change templates took 43% off change administration time.
  • Service charters. Seven charters standardising Incident, Change, Problem and Continual Improvement between the two organisations.
  • Automation. MTTR down 18% year on year through dynamic ServiceNow notifications; designed the operating model for critical data migrations.

Built giffgaff's Service Operations function from nothing and ran it for five years, accountable for the end-to-end service behind the member journey and for audit requirements across OFCOM, ICO, ISO/IEC, PCI and FCA.

  • CI/CD enablement. 14,000+ changes deployed in 2021 by integrating Jenkins pipelines with ITSM tooling.
  • Availability. 99.93% website availability through SLA-driven performance reviews and post-incident reviews.
  • ITSM. Implemented the company's first ITSM tool, then selected and delivered its ServiceNow replacement.
  • Security. Stood up a CERT function after navigating key security incidents.
  • Incident communications. Halved critical incident communication time through automation; launched the customer status page, which cut member cases by 10% during majors.
  • Continuity. Ran the first full business continuity test weeks before the first lockdown, then took the business through remote working.

Service Desk Manager and earlier rolesO2, Telefónica UK

Led a seventeen-strong ICT managed service team holding a 99% SLA for customers including TfL, Santander, G4S and McDonald's. Senior stakeholder in the ITIL implementation that reached ISO 20000 accreditation; designed a major incident process that hit 100% SLA adherence within two months; automated ServiceNow functions that freed two people for higher-value work.

A local-first app for teachers to log pupil progress and wellbeing notes and share selected updates with parents. Available to schools today by invitation, with an access code issued per school.

How I work

Four rules that do not move.

Delivered, in flight or designed. I say which.

Every claim on this page and in any deck I write carries its status. Overclaiming costs more than it earns.

A human authorises anything irreversible.

No agent, automation or code path self-approves a production-impacting change. Overrides exist, and they are signed and kept in the audit trail.

The statement of work is rejected until it matches the target state.

Three iterations on the last programme. A bad SoW costs years; a delayed one costs weeks.

Governance before go-live, every time.

A signed checklist covering secrets, input validation, authentication before data and rollback, before anything reaches production. Mine included.

A studio run by an AI team, with a human on every irreversible call.

SvC Centric is one person and a team of AI colleagues. They are not a chatbot with a to-do list: they hold named roles, work to written charters, report what they are doing while they do it, and stop at the same gates I would. Build inside their lane.

Up to three coding workers run in parallel, each contained to its own repositories, opening pull requests rather than pushing to main. A test team runs smoke checks before anything is called done; live checks against production are still being wired in.

Anything that needs me arrives as one card: what I am deciding, what changes if I say yes, what happens if I say no, and the actual document, wording or change on the card. I can ask the card a question before I answer.

A seat shows as working only when it reported a step in the last twenty minutes. Nothing turns green because a button was tapped, and a stalled job shows why it is waiting.

Secrets never in code or chat. Production, money and accounts are a human tap. Every deploy goes through a pipeline with tests. Every seat is contained to its own work area and cannot widen its own access. Every claim is labelled delivered, in flight or designed.
